The starting point
Complaints arrive in the shared inbox alongside appointment requests, status questions and contract changes. Someone sorts and assigns them, then searches for answers in documentation, past cases or colleagues' knowledge. Urgent matters go unnoticed among routine cases.
What the controlled workflow looks like
- Intake: Each message is classified by issue, urgency and responsibility.
- AI step: Relevant knowledge sources, such as contracts, instructions and earlier cases, are found, and a draft response is prepared with source references.
- Checkpoint: Staff see the draft and its sources side by side, make corrections and approve it. Unclear or sensitive cases go straight to people without a draft.
- Result: Faster, consistent responses and a visible backlog ordered by urgency rather than time of arrival.
What becomes measurable
Baseline measures include time to first response, the share of messages forwarded internally and follow-ups per case. Results are measured against the baseline recorded beforehand and assessed together.
Prerequisites
- Access to the service mailbox or ticketing system.
- Maintained knowledge sources, or sources we can prepare together.
- Clear escalation rules: which cases must never receive an automatic draft?
Where this workflow is not a good fit
If the knowledge base is missing or contradictory, a drafting workflow produces convincing but unreliable answers. In that situation, work starts with the sources, rather than the model.
